IT service management

IT service management platforms are where requests, incidents, changes and problems are recorded and worked. A small team can run on a shared inbox for a while, but once there are several people, service level targets or audits, a proper service desk gives you queues, routing, approvals and history you can report on.

The AI features in these products have settled on a few useful jobs: suggesting a category and team for a new ticket, summarizing a long thread for the next agent, drafting a reply from the knowledge base, and answering simple requests before a ticket is opened at all. They save the most time on high-volume, repetitive requests such as password and access questions.

ServiceNow sits at the large-enterprise end and is usually configured by specialists. Jira Service Management fits teams already on Atlassian tools. Freshservice, SysAid, HaloITSM and ServiceDesk Plus cover the mid-market, and TOPdesk is common in education and the public sector. ServiceDesk Plus is one of the few here with a self-hosted edition.

Before choosing, write down your request types, your approval steps for changes, and the reports leadership asks for. Check how the platform links tickets to assets, how the self-service portal looks to employees, and which AI features are included in the plan you can afford. Moving ticket history later is painful, so check import options too.

The rollout matters as much as the product. Most service desks fail because nobody agreed on categories, priorities or who owns a queue, and the tool simply records the confusion. Keep the first version small: a handful of request types, one priority matrix, clear assignment groups and a short list of service level targets that you can actually meet.

Watch how the AI features use your data. Ticket text often contains names, device details and sometimes passwords pasted by users. Check whether the vendor processes it in your region, whether it is used to train shared models, and whether agents can see why a ticket was routed the way it was. A routing suggestion that nobody can explain is hard to trust or fix.

Self-service is the other half of the value. A portal with a clear catalog and searchable answers lets employees fix simple problems themselves or file a complete request the first time. Look at the portal on a phone, try finding an answer the way a new hire would, and count how many clicks it takes to request a new laptop or report an outage.

Questions about it service management

What is the difference between a help desk and ITSM?

A help desk handles tickets and questions. ITSM adds the wider processes: change management, problem management, a service catalog, asset records and service level reporting. Many teams start with help desk features and switch on the rest as they grow.

Are the AI features worth paying for?

They tend to pay off when you have many similar requests and a decent knowledge base. If your articles are thin or out of date, the AI will draft weak answers. Fix your most-viewed articles first, then test the AI on real tickets.

Which ITSM tools have a free plan?

Look for the free plan marker on each listing. Most other vendors offer trials instead. Check the agent limits and which features are left out of free or entry plans on the official site.

Do we need a CMDB from day one?

No. Start by linking tickets to the main assets and services people complain about. A full configuration database takes work to keep accurate, so grow it where it helps with routing, impact or audits.
